Quality Program Manager - Vendor Mgmt

Quality Program Manager

Primary Focus: A Quality Program Manager (QPM) on the WW Vendor Management Team has the primary responsibility of leading his/her outsourced partners to meet their contractual quality metrics.

The quality metrics are (but not limited to) Call Resolution (FCR), ACES Quantity, CSAT scores and Peer Feedback on time and backlog.

The QPM may work closely with the Vendor Account Manager to also drive performance improvement in the other contractual metrics (AHT), and other non-contractual metrics (Escalations, SPT Completion, etc.)

These metrics are consistent with the internal site performance metrics.

Responsibilities:

In leading their outsourced partners to meet their quality metrics, the Quality Program Manager works closely with both internal support groups as well as the quality groups at the partner sites. Contact with the partner sites occur on a daily basis and consist of the following type of discussions and trainings:

ACES Training:

•	The QPM provides ongoing Apple Call Evaluation System (ACES) training to the Quality and Management teams at the partner sites. This ensures that everyone is using the tool correctly and in the same way.
•	The ACES tool is used to collect quality measurements (by support group) and for agent development.
•	The Quality Program manager also ensures the partner sites are consistently meeting their Monthly ACES completion goal of three ACES per agent.
•	As Quality assurance, the QPM will randomly audit ACES records and provide feedback as needed.

Weekly Joint Call Monitoring Sessions (JCMs):

•	To ensure consistency in scoring and quality among all sites, the QPM leads weekly joint call monitoring sessions (JCMs) with the quality and management teams at all partner sites. The QPM may elect to hold more frequent JCMs if calibration has not been achieved. Calibration is an integral part of consistency.
•	Quality Program Managers use JCM sessions as a means to have ongoing training sessions on ways to provide feedback that best drive agent development.

Ongoing Partner Coach and Quality Team Development:
•	The Quality Program Managers acts as a mentor for the Coaching and Quality Teams at the partner sites. Partner site Coaches will come to the QPM for advice and ideas on how to deal with specific agent performance issues.
•	The QPMs conduct regular Coach training at the partner sites.
•	The QPM may also help partner sites by developing Mentors and Subject Mater Experts (SMEs).
•	The QPMs are also available for one-one development with the Coaches. This is done via phone, email or during site visits.

Peer Feedback:

•	The Quality Program Manager provides the necessary training to the quality and management staff at the partner sites on the correct way to process Peer Feedback.
•	In addition, the QPM will ensure that 95% of Peer Feedback sessions are acted upon within 48 hours of submission.
•	The QPM will create weekly reports to verify completions.

Outlier Management:

•	The QPM works in conjunction with the VM to drive consistency on how Outliers are managed at the partner sites.

Coaching DB:

•	The QPM will introduce and encourage the partners to use the Coaching DB. If they elect to use the Coaching DB, the QPM will then conduct detailed training sessions on how to use the tool.
•	The QPMs will work with the partner sites to provide best practices as it relates to the process and the coaching database tool.
•	QPMs will have full visibly to the coaching request.

Customer Satisfaction (CSAT):

•	The QPM will work actively with the Vendor Managers to increase CSAT at the partner sites. This increase must trend up and be sustainable.
•	The QPM will use all available resources to attain this. Resources such as coach development and agent outlier management tools.

Tool usage questions:

The partner sites may come to the QPM for questions on PQMS, AC People and other Reporting tools.

Weekly Business Review (WBR):

The QPM will attend all WBRs focusing on quality. The Vendor Manager may ask the QPM to lead the WBR if he/she is unable to attend.
Consistency:

The Quality Program Manager will work with the Vendor Managers to drive consistency among all sites. This would include sharing best practices and driving a collaborative relationship among the sites.

As an important tool for consistency, the QPM will achieve Contact Center Excellence CCE-1 COPC Certification.

Global Outreach:
